About the role
This role is part of a vibrant, fast-paced team that provides quality assurance, actionable insights and reporting to the business. You will monitor agent interactions, produce insights, and influence changes to improve customer outcomes.
What you’ll do
- Monitoring: Evaluate performance and process execution across multiple communication channels and operational lines, focusing on complex, mid-to-high risk workstreams. Identify customer outcomes, process adherence, gaps, error trends, root causes and system failures.
- Validation: Re-perform QA monitoring to ensure consistent, correct outcomes aligned to QA standards and methodology; provide feedback and coaching.
- Calibration: Support the end-to-end calibration cycle, preparing, documenting outcomes, scoring, and maintaining records.
- Reporting & Insights: Deliver actionable insights to stakeholders, perform root‑cause analysis, impact reviews, and support quick-win initiatives.
- Appeals: Assist QA Leadership with appeal overflows and competency appeals.

Working environment
Permanent position based in Nottingham offices with a hybrid working model. Flexibility to work from home when needed. Collaboration encouraged on Tuesdays, Wednesdays, and Thursdays.
